How to Choose a Call Centre in Morocco: a Practical Guide
Morocco is home to more than 300 call centers today. Choosing the right partner among so many players is no easy task: between enticing sales pitches and on-the-ground reality, the gap can be considerable. Here are the 4 criteria that make the difference between a successful outsourcing engagement and a costly failure — and how to verify each of them concretely before you sign.
1. Certifications: non-negotiable
ISO 27001 (information security) and ISO 9001 (quality management) are the two minimum certifications you should require. They guarantee that the center has documented processes, regularly audited and compliant with international standards. Beyond the label, these certifications force the provider to log incidents, run management reviews and improve continuously.
Verifying certifications in practice
Ask to see the original certificates and their expiry dates — not just a mention on a website. Check the audit scope (some certificates only cover one site or one process) and the name of the certification body. A serious center will hand over the documents within hours, without hesitation. For sensitive operations (banking, healthcare), add PCI-DSS or ISO 27018 depending on your sector.
2. Genuine language proficiency
Don't settle for the word "bilingual" on a brochure. Run a language test on a sample of agents: reading a script, role-playing a customer case, and holding a spontaneous conversation. Telephone presence is measured by intonation and fluency, not just by the absence of grammatical errors.
Required levels by language
For French, verify an attested B2/C1 level. For English, ask for a recent TOEIC or IELTS score. For rarer languages (Dutch, German, Italian), lean on the diaspora and dedicated university programs — a clear strength of Morocco, detailed in our article on recruiting and training multilingual agents. Mixing native speakers with proven bilinguals is generally the most robust combination.
3. Technical infrastructure
Internet redundancy (at least 2 ISPs), UPS units, backup generators, redundant air conditioning: these details matter when your customer service needs to be available 24/7. A single floor outage or a network failure at one operator can be enough to damage your reputation for a long time if no redundancy exists.
Business continuity and security
Require a written business continuity plan (BCP): what happens during a power cut, a cyber incident or a site evacuation? Visit the data center in person or request a virtual tour via video conference. Also check logical access: encrypted workstations, MFA, and environment segregation. For personal data processing, these safeguards must fit into a solid GDPR framework — see our guide on GDPR compliance in offshore outsourcing.
4. Management quality
A good call center has a stable management team. Check the turnover rate among supervisors: a supervisor turnover exceeding 30% per year is a red flag. Meet the operations director before signing any contract, and ask concrete questions — how breaks are managed, how an underperforming agent is coached, how often quality briefings are held.
KPI-driven management
Management proves itself in dashboards. Ask to see a real (anonymized) reporting sample: answer rate, SLA adherence, CSAT, FCR, AHT. A center that cannot present its own indicators will not be able to run your mission. Our article on the essential KPIs of a call center details the metrics you should contractualize.
5. Sector and cultural fit
Beyond universal criteria, check the provider's experience in your sector. A center that masters e-commerce customer service does not necessarily have the reflexes of a partner specialized in banking or telecoms. Ask for sector references, the scripts already in use, and the initial training planned for your processes. Cultural proximity with your end customers (tone, codes, habits) often makes the difference on CSAT.
Pitfalls to avoid
- Relying on price alone: the cheapest quote is often paid for in turnover, degraded quality and hidden costs. Cost-quality competitiveness must prevail over raw cost.
- Skipping the audit phase: signing without a visit or agent testing invariably leads to disappointment. Allow a few weeks to frame the scope, languages and SLAs.
- Neglecting product training: a French-speaking agent is not trained on YOUR processes. Investing in initial and ongoing training is non-negotiable to maintain quality.
- Ignoring governance: a remote site must be steered with clear KPIs. Without a shared dashboard and regular reviews, drift is fast.
